AI voice agent or IVR? Start with the work, not the technology

An IVR is good at routing a known choice. An AI voice agent is useful when the caller needs to explain a request. The safest design often uses both.

01The technologies solve different problems

A traditional IVR asks the caller to choose from a controlled list: press one for sales, two for support, three for accounts. It is predictable, easy to audit and effective when the organisation already knows the small number of places a call may go. Its weakness is the moment the caller's need does not fit the menu.

An AI voice agent lets the caller describe the request in ordinary language. It can gather structured details, retrieve approved information and complete a defined action. That flexibility is valuable, but it creates a larger control surface: the organisation must decide what information the agent may use, what it may say and where conversation must stop and a person begin.

Use a menu when the answer is a menu. Use conversation when the caller needs to explain.

02Choose by journey and consequence

Start by listing the most common reasons people call and the consequence of getting each one wrong. Opening hours and appointment availability may suit automated resolution. A complaint, safeguarding concern, clinical question or request for regulated advice belongs on a human path. The technology choice follows that boundary rather than preceding it.

The result is rarely a pure replacement. A short deterministic route can still protect emergency or specialist paths, while conversational AI handles routine requests that would otherwise sit in a queue. The caller should also have a clear way to ask for a person without learning a secret phrase.

03Test the exception, not only the happy path

A demo usually proves that the expected conversation works. Production testing should prove what happens when the caller changes subject, refuses a question, provides ambiguous information, becomes distressed or asks for something outside policy. Each scenario needs an observable outcome: resolved, clarified, transferred or stopped.

The operating team should approve those outcomes before launch and receive a report after launch showing where reality differs. That is how an AI voice agent becomes part of a contact-centre operation rather than a convincing demonstration beside it.
